Then work backwards to understand the KPIs you need to measure and how you will capture that data. Be sure to stay in touch with your stakeholders to make sure you measure what they care about. For example, you may be focusing on how many customer service representatives resolve an issue within one call, while management is focused on driving engagement to the online chat function.
